A Social Business Command Center is a dedicated area (either virtual or in a physical space) where a brand’s social media or customer service
team can monitor real-time conversations about the brand and its products; and engage in conversations with influencers, customers, prospects
and the media. Whether it’s a Pentagon-like set-up, a few LCDs in a conference room or virtual dashboards manned by community managers and
support agents in various offices, the Social Business Command Center can bring real-time intelligence and help you make informed business
and marketing decisions.

While most Command Centers today are reactive, one platform is positioned to lead the way for real-

Listen: This one is the no-brainer. Several of the technology platforms that power command centers pride
themselves on their listening capabilities. They have software that scours the Internet and captures all
mentions of your brand in forums, blogs, Twitter, Facebook, YouTube comments, Instagram and you name it.
It then provides reports that measure share of voice, volume of mentions, sentiment, community growth,
engagement metrics, etc. Just like any relationship, whether online or in real life, most of what you should do
is listen.
 
Engage: What’s the point of listening if you aren’t prepared to engage? Deploying a command center gives
you the opportunity to find relevant conversations that are happening about your brand and allows you to add
value to the conversation by participating. If you aren’t prepared to add value to the community conversation,
you may need to rethink your strategy or postpone it until you are ready to do so.
 
Community: Once you listen to the conversation and add value to it, you and your brand will become a
trusted member of the community. And as Seth Godin wrote in his book, Permission Marketing, over 11 years
ago, you can then “ask permission” to market your products and services to them. The same holds true
today. Both Facebook and Twitter spent years building their communities before they decided to monetize
them and they are both doing extremely well.
 
Brand Advocacy: Friends, fans and followers are great and it sure looks good in PowerPoint presentation
when you have a lot of them. But what’s next? Your goal should be to turn those friends, fans and followers of
your into brand advocates. Chapter 4 not only pleads the case that you need to create brand advocacy
(employees, customers and partners) that can help you feed the content engine but it also show you how to
do it, step by step.

Content: Command centers can also give you the opportunity to capture trends that are
happening in real-time and allow you to insert your brand into the conversation if it makes
sense to do so. In this case, you wouldn’t necessarily be monitoring “brand mentions” but
rather topics that are trending from the people who follow your brand in social media. While
“content is king”, the ability to create the right content, at the right time, in the right channel
and to the right customer is where the true value is. Command centers can give you this
ability.
 
Innovation: Companies like Dell, GiffGaff, Lego and Starbucks rely heavily on the community
for innovation. They are not only “listening to the conversation” but they are taking the
collective feedback from their communities and taking action by innovating their products
and services. Not only does this strategy help build products that people will actually buy, but
also creates a sense of advocacy because your community will feel emotionally invested into
your brand and its products.
 
Documentation: Command centers can also work as real-time focus groups or be used as
research initiatives. Many of these technology platforms pull in customer data like basic
demographics and psychographics; as well as give you insights into customer pain points
about your products or services. This is a valuable research tool.
 
Customer Support: Most command centers today are manned by customer support agents
with the sole responsibility of solving customer issues quickly and efficiently. Command
centers can give support professionals the right tools to listen to the conversation, engage
directly with customers; and create and close tickets.

THE AUTHOR
Michael Brito is a Senior Vice President of Social
Business Strategy at Edelman Digital. He provides
strategic counsel to several of Edelman’s top
accounts and is responsible for delivering content
and social strategy, community management
operations and helping his clients scale their social
programs globally. Previously, Michael worked for
major brands in Silicon Valley to include Hewlett
Packard, Yahoo! and Intel Corporation working in
various marketing, social media and community
management roles.
 
He is a frequent speaker at industry conferences as
well as a guest lecturer at various universities
including UC Berkeley, the University of San
Francisco, Stanford University, Syracuse University,
Golden Gate University and Saint Mary’s College of
California. He is also an Adjunct Professor at San
Jose State University and UC Berkeley teaching
social business and strategic social media.
 
Michael has a Bachelor of Arts in Business from
Saint Mary’s College of California and a Master of
Science, Integrated Marketing Communications from
Golden Gate University. He proudly served eight
years in the United States Marine Corps. Michael’s
previous book, Smart Business, Social Business: A
Playbook for Social Media in Your Organizations,
was released in July 2011 and is available in
bookstores and Amazon.

C O Chap. 5 Building Your Social Business Command Center A Social Business Command Center is a dedicated area (either virtual or in a physical space) where a brand’s social media or customer service team can monitor real-time conversations about the brand and its products; and engage in conversations with influencers, customers, prospects and the media. Whether it’s a Pentagon-like set-up, a few LCDs in a conference room or virtual dashboards manned by community managers and support agents in various offices, the Social Business Command Center can bring real-time intelligence and help you make informed business and marketing decisions. Several of the technology platforms that power command centers pride themselves on their listening capabilities. They have software that scours the Internet and captures all mentions of your brand in forums, blogs, Twitter, Facebook, YouTube comments, Instagram and you name it. It then provides reports that measure share of voice, volume of mentions, sentiment, community growth, engagement metrics, etc. Just like any relationship, whether online or in real life, most of what you should do is listen.   Engage: What’s the point of listening if you aren’t prepared to engage? Deploying a command center gives you the opportunity to find relevant conversations that are happening about your brand and allows you to add value to the conversation by participating. If you aren’t prepared to add value to the community conversation, you may need to rethink your strategy or postpone it until you are ready to do so.   Community: Once you listen to the conversation and add value to it, you and your brand will become a trusted member of the community. And as Seth Godin wrote in his book, Permission Marketing, over 11 years ago, you can then “ask permission” to market your products and services to them. The same holds true today. Both Facebook and Twitter spent years building their communities before they decided to monetize them and they are both doing extremely well.   Brand Advocacy: Friends, fans and followers are great and it sure looks good in PowerPoint presentation when you have a lot of them. But what’s next? Your goal should be to turn those friends, fans and followers of your into brand advocates. In this case, you wouldn’t necessarily be monitoring “brand mentions” but rather topics that are trending from the people who follow your brand in social media. While “content is king”, the ability to create the right content, at the right time, in the right channel and to the right customer is where the true value is. Command centers can give you this ability.   Innovation: Companies like Dell, GiffGaff, Lego and Starbucks rely heavily on the community for innovation. They are not only “listening to the conversation” but they are taking the collective feedback from their communities and taking action by innovating their products and services. Not only does this strategy help build products that people will actually buy, but also creates a sense of advocacy because your community will feel emotionally invested into your brand and its products.   Documentation: Command centers can also work as real-time focus groups or be used as research initiatives. Many of these technology platforms pull in customer data like basic demographics and psychographics; as well as give you insights into customer pain points about your products or services. This is a valuable research tool.   Customer Support: Most command centers today are manned by customer support agents with the sole responsibility of solving customer issues quickly and efficiently. Command centers can give support professionals the right tools to listen to the conversation, engage directly with customers; and create and close tickets.

He provides strategic counsel to several of Edelman’s top accounts and is responsible for delivering content and social strategy, community management operations and helping his clients scale their social programs globally.
